A really useful feature with a narrow remit. Worth turning on. Not a duplicate strategy on its own.

What merging suggestions do

Zendesk can surface related tickets from the same requester and offer to merge them, so an agent working a ticket sees the other one without going looking. An admin turns it on in the Support settings, and after that it appears inside the ticket for agents.

When it fires, it is excellent: the agent gets the pair in front of them and merges in two clicks instead of searching.

Where it stops

It helps the agent who has already opened one of the two tickets. Nobody is watching the queue for pairs where neither ticket has been opened yet.
It's anchored on the requester. The same problem reported by two people at one company, which is the standard B2B outage duplicate, is not the pattern it is built for.
It suggests. It doesn't act. Overnight and at weekends the duplicates simply pile up until someone arrives.
Availability and behaviour vary by plan, so check what your account actually has before you build a process on it.

Does merging in Zendesk lose the customer replies?+

Rules you set. Match on requester, subject similarity, body similarity and a time window, and exclude anything you want left alone, like tickets from a specific form, group or tag. Anything below your confidence threshold gets suggested rather than merged.
