Buying the software is the easy part. Running the queue well is a set of habits, and most of them are unglamorous.

Statuses that mean something

Four is usually enough, and the third one earns its place on its own.

New, nobody has looked yet.
Open, we owe the customer something.
Pending, the customer owes us something. This is the status that makes your response metrics honest, because it separates your delay from theirs.
Solved or closed, done.

Statuses beyond that are usually a property pretending to be a status. "Escalated" is only useful if something specific happens because of it.

Ownership and prioritisation

Assign to a group first and a person second, so a ticket never waits for one agent to come back from holiday.

Prioritise on impact and urgency rather than on who shouted loudest. And watch for priority inflation: within a year of launch, most queues have everything marked high unless somebody actively defends the definitions.

Backlog discipline

Track backlog age, not backlog size. A stable backlog full of month-old tickets is a much worse signal than a growing one being actively worked.

Set a rule for the tail: anything untouched for thirty days gets chased once and then closed with a clear message. Tickets nobody will ever action are a tax on every view they appear in.

The hygiene nobody teaches

Queue quality is not just about how fast you answer. It is about whether the queue reflects reality.

A tenth of a typical queue is the same request arriving twice, which inflates your volume, deflates your first contact resolution, splits conversations across two agents, and hides an ageing twin that eventually breaches SLA.
