Agent Collision Detection
A small feature that prevents an embarrassing and surprisingly common failure: two agents answering the same ticket at once.
What it does
When an agent opens a ticket, Freshdesk shows other agents that somebody is already viewing or replying to it. It is a live indicator, not a lock, so it relies on people paying attention rather than enforcing anything.
It is available from the Growth plan upwards, and it is one of the quiet reasons teams leave the free tier.
Why duplicate work is expensive
Two agents on one ticket costs twice the handle time and produces one reply, which is the visible cost.
The invisible cost is worse: two people forming an opinion, sometimes replying with different answers, and a customer who now knows your team does not coordinate. Collision detection prevents most of that for the price of a plan tier.
The collision it cannot see
Collision detection works on one ticket. It has nothing to say when two agents are working two different tickets that happen to be the same request.
That is the more expensive version of the same failure: same customer, same problem, two tickets, two agents, two replies, and neither agent has any signal that the other exists. The indicator cannot help, because from its point of view these are unrelated tickets.
